Maccabi Healthcare Services × ClearMash
Maccabi serves more than 2.6 million members. Physicians, service providers, administrative staff and support teams rely every day on professional and organizational knowledge to respond, make decisions and complete work processes. The information they need may concern a medical test, medical equipment, a medication, eligibility or a procedure. In each of these cases, the employee needs to quickly reach the information relevant to the case in front of them, understand it and know how to proceed.
Through ClearMash, Maccabi created a knowledge environment that serves a wide range of domains in the organization. The content owners keep professional responsibility for the information, employees get a simple and convenient way to reach the answer, and the day-to-day use of the knowledge helps identify gaps, refine content and improve it over time.
The usage data point to increased consumption of professional knowledge, shorter processes for locating information and a reduced need to turn to experts on topics where the information is available to employees in a clear and accessible way.
The challenge: broad professional knowledge that has to be put to work
A physician wants to review current information on a test. An administrative employee is looking for information on medical equipment. An employee at Maccabi’s 24/7 service center needs to check the conditions for a particular eligibility. Each of them comes from a different field, but all of them depend on the ability to reach the right information, understand how it is relevant to the case in front of them and know how to act.
In a large health organization, even an answer that looks simple may include conditions, exceptions, steps and the authorized parties to turn to for further clarification. Some of the professional information on medications and tests was managed for years in long-standing systems. The challenge was to make it accessible alongside procedures and organizational knowledge in a clear and consistent way for different audiences, while preserving the professional responsibility of the knowledge owners in each domain.
Maccabi chose ClearMash to give employees a shared knowledge environment, and to let the knowledge management teams understand how employees use the content, where it gives an answer and where it needs further improvement.
One environment, professional responsibility in every domain
The project went live with four knowledge communities: procedures, eligibility and administrative information for the community of Maccabi’s 24/7 service center, administration, and organization-wide.
With the launch, the communities began serving the relevant target audiences, and later the knowledge environment expanded to more content areas and to the establishment of a learning community.
The knowledge owners in each domain manage, update and approve the content they are responsible for. The employee, for their part, can reach the information relevant to them without knowing the organizational structure behind it. Alongside the information, it is possible to present the conditions under which it applies, the exceptions and the next action required, and so give the employee a clear basis for continuing to handle the case.
The questions from the field reveal what needs improving
Going live is only the beginning of the work on knowledge quality. Search and usage patterns, together with employee feedback and the questions that keep coming back to experts, help the knowledge management teams identify where an answer is missing, which conditions or exceptions are unclear and where existing content needs an update, refinement or a better presentation.
This is how a knowledge gap becomes a task that can be handled: the content owner examines the question that came up from the field, completes or refines the information, approves the change and makes the updated content available to employees. Continued use of the content makes it possible to see whether the change really answered the need.
The world of eligibility illustrates this well. Eligibility for a service may depend on several conditions and exceptions. When employees keep asking how the rule applies in a particular case, the questions may point to information that needs refining in the content itself. A clear presentation of who is eligible, under which conditions, when approval is required and what the next step is helps the employee respond and reduces the need to look into the same question again.
The improvement is felt across several areas of knowledge
Using ClearMash makes it possible to look at knowledge management from several angles: whether employees turn to the knowledge, how long it takes them to reach the relevant information and in which cases they still need to turn to an expert.
Together with the questions and feedback from the field, this data gives the knowledge owners a practical basis for identifying gaps and prioritizing the next improvements.
The same principle guides the training community and the technology center as well. An employee can return to information they were introduced to in training at exactly the moment they need it during their work, and an employee who runs into a technical problem can find guidance and know when further support is needed. Every domain brings new questions with it, and every question can become an opportunity to refine and improve the knowledge the organization makes available to its employees.
About Maccabi
Maccabi is a community health organization serving more than 2.6 million members. Its work combines community medicine, service, operations and technology, through a wide range of professionals and organizational units.
In their own words
ClearMash helps us turn complex knowledge into information that can really be used. In the world of eligibility, the ability to show the employee the conditions, the exceptions and the next step clearly is a significant change. No less important, we can learn from the questions that come up in the field, identify what is still not clear enough and refine the content. For me, that is the great value of the system: it helps us both give a better answer today and improve tomorrow’s answers.
